What to do when the news is bad

A stuck shipment, a failed delivery attempt, a package marked delivered that the customer never received — these are the conversations where automation usually falls over, because the instinct is to reassure.

The agent states the actual position plainly, explains what it is doing about it, gives a realistic next checkpoint, and offers the options your policy allows. Where the situation is genuinely bad — lost in transit, disputed delivery — it hands to a human immediately rather than cycling through reassurance.

What if the courier's tracking data is wrong?

It happens, and the agent works from what the courier reports because that is the only data that exists. Where a customer disputes the status — most commonly a package marked delivered that never arrived — it stops answering and escalates to a human immediately. Arguing with a customer about a delivery scan is not something to automate.

Can it handle returns and exchanges too?

Return status tracking, yes. Deciding whether a return is accepted is the refund and cancellation agent. Most clients run both together so a customer can go from "where is my order" to "I want to return it" in one conversation.

How current is the status?

As current as the courier's own data, which for most Indian couriers means updates at scan points rather than continuously. We are explicit with customers about when the status was last updated, because "in transit, last scanned 14 hours ago" is more trustworthy than an unqualified "in transit".

Does this need our website to change?
