In most support teams, somebody opens the shared inbox each morning and spends forty minutes sorting. Billing here, technical there, this one is urgent, this one is the same customer again.
Everything waits behind that. The genuinely urgent ticket that arrived at 8pm sits with the newsletter replies and the invoice queries until a human has read through them. Duplicate detection is quietly one of the most valuable rows. A frustrated customer who emails three times in an hour should not become three tickets assigned to three agents who each reply separately — which is exactly what happens today in most teams.
Priority should not reward shouting
The default human instinct is to prioritise the angriest message. That is understandable and it is the wrong rule, because it systematically deprioritises polite customers with genuinely urgent problems.
We set priority from impact: is the customer blocked, is money at risk, is a deadline involved, how many people are affected, what is this account worth. Tone feeds the escalation path separately, so an angry customer gets a fast human touch without their volume distorting the queue order for everyone else.
SLA clocks that start on arrival
If triage is automatic, the SLA clock can start when the customer writes rather than when someone assigns the ticket. That is a more honest measurement and it changes behaviour.
The agent also watches the clock. Tickets approaching their SLA get escalated before the breach rather than reported after it, and unassigned tickets past a threshold reassign automatically instead of sitting with someone who is on leave.

Zoho Desk, Freshdesk, Zendesk and Intercom through their APIs; plain email inboxes through IMAP; WhatsApp Business through the same channel your support agent uses. Most Indian SMB support runs on some combination of a shared Gmail inbox and WhatsApp, and both are handled.
If you have no helpdesk at all, the triage agent can write to a structured Google Sheet or Trello board. That is not the ideal end state, but it beats a shared inbox and it lets you start without a platform migration.
Where triage stops and judgement starts
The agent sorts and routes. It does not decide whether to give a refund, waive a fee, or escalate to management. Those live in the complaint and refund agents, or with a human.

How accurate is the categorisation?
On a clean taxonomy with a few thousand historic tickets to learn from, typically well above 90% for the common categories and weaker on the rare ones. We report the accuracy per category rather than one headline number, because that is what tells you where to intervene.
What happens to tickets it cannot categorise?
They route to a defined fallback queue with a low-confidence flag, not to nowhere. Somebody owns that queue. Reviewing it weekly is how the model improves and how you discover categories your taxonomy is missing.
Can it work on a shared Gmail inbox?
Yes, through IMAP, and a large share of Indian SMBs run support exactly that way. It can apply labels, assign via a sheet, and set priority. A real helpdesk is better for reporting, but you do not need to migrate before you can start.
Does it reply to the customer?
